Why after-hours HVAC calls need a playbook

After-hours calls usually fall into two buckets:

  • True emergencies (no heat in winter, burning smell, water leak near equipment)
  • High-intent leads that can wait until morning (maintenance, quotes, “can someone come this week?”)

The goal is simple: get clean details fast, route only what needs a human now, and make the next step obvious for your team.

The 60-second intake (copy this)

Ask these in order:

  • Address (and gate code if relevant)
  • What’s happening? (no heat, no cool, strange smell/noise, leak)
  • Any safety flags? (gas smell, smoke, sparking)
  • System type (furnace, heat pump, mini-split)
  • How long has it been happening?
  • Best callback number + permission to text

Routing rules that keep your on-call sane

Use a simple escalation ladder:

  1. Safety issues → instruct caller to stop and contact emergency services / utility if needed, then route to on-call.
  2. “No heat / no cool” → route to on-call only if it meets your criteria (temperature threshold, vulnerable occupants, etc.).
  3. Everything else → create a next-day callback or booking request with complete notes.

What your team should receive after the call

Your handoff should be structured, not a paragraph:

  • Caller name + callback number
  • Address + city/ZIP
  • Problem summary (1 line)
  • Urgency level (Emergency / Soon / Routine)
  • Equipment type
  • Preferred times / constraints
  • Any safety flags
